# Customer aggression training for the people at the counter

Retail, council, transport and contact centre staff rehearse the angry customer until a calm reply comes first.

A refund refused. A rates notice disputed. A bus that never came. The person at the counter usually cannot give the customer what they want, and still has to bring the temperature down.

## No response team, no code to call

Hospitals have codes and response teams. A service counter has one person, a queue, and a customer who is angry, articulate and in a hurry.

The duty

## Employers must manage aggression from the public

In Australia, the United States and Canada the duty covers customers and the public, and several rules name the training.

### Australia

[Victoria’s psychological health regulations](https://www.legislation.vic.gov.au/in-force/statutory-rules/occupational-health-and-safety-psychological-health-regulations-2025/001) name aggression or violence among the psychosocial hazards an employer must identify and control.

### United States

New York’s [retail worker safety law](https://www.nysenate.gov/legislation/laws/LAB/27-E) requires interactive training that includes de-escalation tactics, at hire and on a regular cycle. [California’s general workplace violence law](https://leginfo.legislature.ca.gov/faces/codes_displaySection.xhtml?lawCode=LAB&sectionNum=6401.9) reaches almost every employer in the state, with [training](https://peopletechrevolution.com/learn/standards/california-sb-553-training) when the plan starts and annually, including interactive questions and answers.

Federal rules require transit agencies with a safety plan to run [safety training that includes de-escalation](https://www.ecfr.gov/current/title-49/subtitle-B/chapter-VI/part-673) for operations staff.

### How is this different from customer service training?

Customer service training resolves a request. This prepares staff for the moment the request cannot be resolved and the customer knows it.
